Face à tous ces canaux de distribution, les clients adoptent de plus en plus un comportement multi canal en utilisant ou en combinant plusieurs canaux dans leur processus d'achat ou dans leur relation avec l'entreprise. Dans cette recherche, nous cherchons à mieux comprendre ce comportement multi canal du client et à identifier les facteurs de qualité influençant sa satisfaction globale. La démarche méthodologique s'appuie sur deux études: une étude qualitative exploratoire menée dans le secteur bancaire auprès d'experts impliqués dans la distribution multi canal des services et auprès de leurs clients, suivie d'une étude quantitative. Notre recherche a pour principaux apports une meilleure compréhension du comportement multi canal du client en termes de satisfaction et la mise en avant de l'importance de la qualité de l'intégration multi canal sur la satisfaction du client. Les implications théoriques et managériales des résultats de cette recherche sont présentées et discutées.

Ces questions fondent notre recherche. La littérature leur offrant encore peu de réponses, nous empruntons tout d’abord la voie d’une étude de cas exploratoire, dont les résultats orientent la réflexion théorique. L’émergence de liens entre participation client, d’un côté, et mécanismes et processus de coordination de l’autre, aboutit finalement à cette problématique : dans quelle mesure la participation client influence-t-elle la coordination des employés en contact dans un réseau de distribution multicanal ? Les réponses sont apportées par deux études de cas. Elles montrent que le client génère des interdépendances entre les canaux. Par ailleurs, à travers des rôles de filtre et de catalyseur résultant de ses interactions avec les employés en contact, il influence à la fois mécanismes et processus de coordination. Cette influence procède d’une double logique ex-ante et ex-post, et intervient globalement et localement. Elle est en outre modulée par la nature et l’historique de l’échange entre le client et l’employé en contact.
